THE SHORT ANSWER

Retention is the continuation or repetition of relevant customer value over an appropriate period. Depending on the model, it may appear as recurring use, renewal, repeat purchase, continued engagement, expansion or referral. Diagnose churn by customer fit, promised value, activation, product experience, support and changing need.

Define retention for the business model

Retention signals
ModelRelevant continuation
SubscriptionRenewal and sustained core use
E-commerceRepeat purchase at a plausible interval
MarketplaceRepeated successful participation on one or both sides
Project serviceExpansion, repeat engagement or referral after delivery
Infrequent productValue, support and recommendation across the natural cycle

Treat churn as a system signal

  • Wrong customer acquired
  • Offer set an inaccurate expectation
  • Onboarding never reached value
  • Core experience is unreliable or incomplete
  • Support or customer-success gap
  • Price no longer matches perceived value
  • Need, budget or context changed

Ask why by segment, cohort, acquisition source and activation status rather than averaging unlike customers together.

Build retention through delivered value

Customer success helps customers achieve the outcome they bought. Lifecycle communication can prompt useful actions, explain changes and recover interrupted journeys, but volume does not replace product value.

Connect feedback to behavior

Combine interviews, support themes, cancellation reasons and product behavior. A stated reason may be incomplete; observed friction without customer context can also mislead.

Use GTM metrics to connect retention to acquisition and economics.
